Question 1: A hotel guest is disappointed to find that the swimming pool is closed for maintenance, a fact not mentioned during booking. The manager apologizes, explains the safety reasons, and offers the guest complimentary access to a nearby spa's facilities for the day. This situation is a prime example of:
- Proactive service enhancement
- The service recovery paradox (Correct answer)
- Standard operating procedure
- Customer expectation management
Correct answer: The service recovery paradox
The service recovery paradox is a phenomenon where a customer who experiences a service failure, followed by a successful recovery, may feel more satisfied and loyal than if no failure had occurred at all. [12, 18, 25] By turning a negative situation into a positive one with a thoughtful solution, the manager has an opportunity to create a very loyal guest. [13, 26]
Question 2: According to the Gaps Model of Service Quality, the difference between the service standards set by management and the actual service delivered by employees is known as the:
- Knowledge Gap
- Policy Gap
- Communication Gap
- Delivery Gap (Correct answer)
Correct answer: Delivery Gap
The Delivery Gap (Gap 3) specifically addresses the discrepancy between service quality specifications and the actual service delivery. [5, 9] This gap can be caused by factors such as inadequate training, lack of employee empowerment, or internal process failures that prevent staff from performing the service as designed. [1]
Question 3: Which of the following best distinguishes customer loyalty from customer satisfaction in the tourism industry?
- Satisfaction is measured by repeat bookings, while loyalty is measured by positive online reviews.
- Satisfaction is a short-term, transaction-specific feeling, while loyalty is a long-term emotional connection and behavioral commitment to the brand. (Correct answer)
- Loyalty is primarily driven by price and discounts, whereas satisfaction is driven by the quality of facilities.
- There is no significant difference; the terms are used interchangeably in service quality management.
Correct answer: Satisfaction is a short-term, transaction-specific feeling, while loyalty is a long-term emotional connection and behavioral commitment to the brand.
Customer satisfaction relates to a customer's feelings about a specific interaction or transaction, which is often short-term. [22, 23] Customer loyalty is a deeper, long-term commitment where a customer chooses a brand repeatedly and feels an emotional connection, making them less likely to be swayed by competitors. [7, 24, 27]
Question 4: A tour company's management team decides to treat its employees—guides, drivers, and administrative staff—as its most important customers. They invest heavily in training, empowerment, and creating a positive work environment, believing this will lead to better service for external customers. This management philosophy is known as:
- Total Quality Management (TQM)
- Customer Relationship Management (CRM)
- Internal Marketing (Correct answer)
- Service-Profit Chain
Correct answer: Internal Marketing
Internal marketing is a strategy that focuses on treating employees as 'internal customers' to create and deliver high-quality service to external customers. [17, 29] The core idea is that motivated, well-trained, and satisfied employees are essential for delivering excellent service. [16]
Question 5: The SERVQUAL model measures the gap between customer expectations and their perceptions of service delivery across five dimensions. Which dimension refers to the appearance of physical facilities, equipment, personnel, and communication materials?
- Reliability
- Assurance
- Tangibles (Correct answer)
- Empathy
Correct answer: Tangibles
The 'Tangibles' dimension of the RATER/SERVQUAL model relates to the physical evidence of the service. [2, 3, 4] In tourism, this includes the cleanliness of a hotel, the appearance of staff uniforms, the quality of brochures, and the condition of a tour bus. [8]
Question 6: In the context of hotel service quality, which of the following is primarily an intangible component?
- The cleanliness of the guest room.
- The speed of the in-room Wi-Fi.
- The architectural design of the lobby.
- The professionalism and courtesy of the front desk staff. (Correct answer)
Correct answer: The professionalism and courtesy of the front desk staff.
Intangible components of service quality relate to the functional aspects of the service encounter, such as the knowledge, skills, and attitudes of employees. [14, 21] While cleanliness, Wi-Fi speed, and lobby design are tangible and can be objectively measured, the courtesy of staff is a subjective, experiential element. [15, 20]
